How the WhatsApp 24-Hour Customer Service Window Works

If you use the WhatsApp Business Platform, the single most important rule to understand is the 24-hour customer service window. It explains why some messages send freely and others are blocked or need a template, and it shapes how you design every automated follow-up.

The rule in one sentence

When a customer sends you a message, a 24-hour window opens. During that window you can reply with normal, free-form messages. When the window closes, you can only send a pre-approved template message to start the conversation again.

What resets the window

Each new message from the customer restarts the 24 hours. If a customer writes to you at 9 am, you can reply freely until 9 am the next day. If they write again at 6 pm, the window now runs until 6 pm the next day.

Your own messages do not extend the window. Only the customer's messages do.

What you can send inside the window

  • Normal text replies, including long explanations.
  • Images, documents, voice notes and other media.
  • Interactive messages such as buttons and lists.
  • Answers from a human agent or an automated flow, without any template.

What you can send outside the window

Why it matters for automation

The window shapes three common designs:

  1. Follow-ups. If a lead goes quiet for more than a day, your follow-up must be a template. Plan those templates in advance.
  2. Slow replies. If your team answers after 24 hours, you can no longer send a free-form reply, only a template. Fast first responses matter.
  3. Campaigns. Broadcasts to many customers are always template messages, because you are starting the conversation.

Practical tips

  • Answer within the window whenever you can. Free-form replies are more flexible and feel more personal.
  • Use templates that invite a reply. A template that ends with a question or a button brings the customer back and opens a fresh window.
  • Show your team the countdown. Many inboxes display how long is left in each chat, so agents know which conversations are urgent.
  • Do not chase repeatedly. Two or three well-timed templates beat ten pushy ones, and too many unwelcome messages hurt your quality rating.

A simple example

A customer messages on Monday at 10 am asking about a service. Your automated flow answers at once and asks for their preferred date. They reply at 11 am. The window is now open until 11 am Tuesday.
